>> Let's start with something simple but often overlooked0:09
>> Let's start with something simple but often overlooked. The best customer experience isn't measured by a survey or a smiley face. It's when the customer never has to create a support case. Why? Because that means your product works as intended, your systems function, your teams deliver, and the customer is achieving their goals effortlessly. Every company says they listen to customers.
But if you look closely how feedback is collected, shared, and acted on, most of the time is just noise, no structure, no teams, no ownership. Today, we are going to change that. We are going to build a voice of customer program that your organization can trust and actually use to make decisions.
>> Voice of customer or VOC is more than a survey tool or1:02
>> Voice of customer or VOC is more than a survey tool or dashboard. It's a systematic approach to gather, analyze, and act on customer feedback. But let me be clear, VOC is not just a project, it's an organizational change. It requires close functional buy-in, especially from R&D teams. In software, cases exist because something isn't working. And it's your R&D partners who fix the code. Here's where support leaders play a strategic role.
We help R&D leaders prioritize with thousands of tickets. They can't fix everything at once. But when we translate feedback into clear business impact, the what, the how much, and the why, we help them focus on what matters most. And that's a win-win, the business wins, customers win, and development wins. Because they are fixing the right problems at the right time.
>> Incredible VOC program pulls from multiple channels, not2:03
>> Incredible VOC program pulls from multiple channels, not just surveys. Surveys can include CSAT, customer effort scores, MPS, and post interaction. But let's look at all the other ways we could collect the data. Let's look at support tickets when tagged effectively. They are a gold mine of insight. Customers already telling you how they feel. Social media, you represent brand sentiments, complaints, praise, all that data is right there for you.
You could look at reviews whether it's on the app store, G2, trust pilot, you are meeting the customers who are giving you feedback. You could do interviews, focus groups, direct and qualitative context. You could also look at your product usage data, all that behavior signals that are working for your teams. Let me share a pro tip with you. Pair quantitative win with qualitative. Numbers tell you what, but stories tell you why.
Don't launch a massive all-encompassing VOC program3:03
Don't launch a massive all-encompassing VOC program immediately. Start with a low of left pilot, maybe pull three months of support tickets. Identify the recurring complaints and teams. Combine with survey feedback. Now you can create a top 20 pain points list. Share weekly with product or operations team. See, just fixing just two or three of those issues immediately shows value. You are not running a CX initiative. You are driving operational improvement.
Now let's talk about metrics3:41
Now let's talk about metrics. And why many support leaders get it wrong? There is a famous story from India that I want to share with you. Cold to snake reward story. Authorities offered money for every snake cod to reduce snake bites. What happened? People started farming snakes. The metric, the number of snakes cod became the goal, not the problem itself. In CX, the equivalent is counting tickets close or calls handled.
Treating the symptom, not the real issue, can actually make your outcomes worse . Instead, measure what truly matters. Active cases over cases. Track weekly, monthly, quarterly. If your case volume decreases while your production adapting grows, you are winning. Customers are achieving success without needing support. Support teams are driving strategic impact, not just reacting to noise. That's how we modernize key performance indicators, KPIs. No more vanity metrics, no more busy work.
Numbers are critical, but stories move people4:49
Numbers are critical, but stories move people. Think like Disney or Pixar, a great story has a hook, a villain, and a solution . Let's look at the hook. Set the scene, our customers cannot issue insurance policies. Now, the villain, this is where we show the problem. They are losing $100,000 per day because of a production bug. Now, the solution. What do we need from R&D? We identified the root cause and partnered with R&D to fix it. See, you are giving the details that matter.
When it started, how many users are impacted and in business consequences that resonates with people, developers and product leaders respond to concrete impact, not vague complaints like we have a problem. See, Voice of Customer isn't a project, it's a company-wide mindset. Support becomes a strategic growth driver and not a ticket taker. Your team translates customer pain into business priorities.
Your organization learns, adapts, and grows faster because decisions are guided by real customer experiences. You could start with small. You could build trust, measure what matters, tell compelling stories, and remember, the best experience is when customer never needed to call you in first place. When you do that, your VOC program isn't just listening, it's driving growth, adoption, and loyalty across the entire company.
