Hi, I'm Jared, co-founder and chief financial officer at Horatio. My background is in finance and strategy and I've had the chance to work closely with both support and operations teams to make sure that their value is understood, not just felt. In this session, I want to help you think about CX, not just as a service, but as a strategic lever that drives growth, reduces risk, and earns a seat at the leadership table. Here's a bold statement.
The best CX leaders I know, they think like business strategists, they know how to talk to CFOs, and they know how to make a case in the boardroom. They understand cost models, risk, lifetime value, and operational efficiency. If you want to elevate your career and elevate CX inside your company, this is where it starts. First, let's look at the numbers. According to a Bain study, companies that excel at customer experience grow revenues 4-8% above market. Why?
Because customers who have a good experience are more likely to stay, more likely to buy again, and more likely to refer others. Great CX isn't just a feel-good initiative, it's a loyalty engine, it reduces churn, it increases customer lifetime value, and it drives word of mouth acquisition, one of the most cost-efficient growth channels there is. If you're presenting CX to your execs or board, start with those levers. Link service design to revenue, link experience improvements to LTV.
Too often, CX leaders use a language that doesn't translate at the top. I've been in these rooms.

If you want to walk in with ticket deflection and CSAT scores alone, you won't always get the responses you want, but if you walk in and say, we reduced churn by 3% last quarter, which translated to $900,000 in retained revenue, or the support automation project will lower our cost per resolution by 20%, now you're speaking my language. Start with impact, then explain the operations. Here's something people forget, CX isn't just about upside, it's also about risk management.
When you reduce friction in the customer journey, you reduce complaints, charge backs, and bad reviews, you protect brand equity, you avoid operational surprises, and regulated industries like FinTech or healthcare, that's critical. Your service isn't just a bad look, it can be a compliance issue. Good CX is good governance. If you're in CX and you want to grow your career, think beyond the support desk .
We're seeing more directors of CX move into roles like VP of Ops, Chief Experience Officer, and even COO. To do that, you need to build business fluency. You have to understand unit economics, how much does it cost to serve versus how much value it creates, headcount planning and forecasting, and vendor ROI and automation strategy. And probably most importantly, how CX connects the company's top line and bottom line.
Good CX is no longer just a support function, it's a competitive mode, a retention engine, a risk reduction strategy, and a platform for sustainable growth. If you're leading a CX team today, start thinking like a business strategist, that's how you earn influence, that's how you grow your impact, and that's how you become indispensable to your company.
